Aerostat Handbook 2017 2017 Words & Numbers 2017 was again a record-breaking year for Athens International Airport in terms of annual passenger growth. Increased by 1.7 million compared to the previous year, passengers grew by a significant 8.6% and amounted to 21.74 million approximately. In line with the company s aeronautical strategy, AIA works closely with home and international carriers, legacy airlines and LCCs, in order to sustain and further develop domestic, regional and international traffic by offering one of the most advanced incentive and marketing support schemes. In 2017, AIA dynamically pursued this strategy, which encompasses comprehensive developmental and targeted programmes for airlines, including incentives and tailor-made marketing support packages, and constitutes a cornerstone for AIA s healthy financial growth. In total, thirteen different developmental and targeted incentives, both for developing new markets and reinforcing existing ones, were in effect during 2017 and as always, were applied in a fully transparent and non-discriminatory manner. In 2017, not only has AIA focused on channeling innovative marketing efforts towards supporting its airlines, business partners, consumers and general public, but has also extended its endeavours to actively support Athens as a tourism destination. To further pursue this aim, AIA has formed a strategic alliance -the Athens Tourism Partnership (ATP) - with the Municipality of Athens and Aegean Airlines, announced during a press conference in December 2016 and launched in January 2017. These strategic actions and synergies seem to have significantly contributed to the continuous recovery and enhancement of our city s image as witnessed by the substantial increase of foreign tourists arrivals and the upward, double-digit development of the city-break travelers visiting our city. All the above, as well as a wide range of important data and statistics relating to the Athens travel market, are included and measured- in Aerostat, now in its 16th edition. Traditionally, this handbook includes major developments in typical traffic segments, performance of main operational processes, passengers profile, development of incoming and outgoing tourism passing through the airport and major market trends in Greece and worldwide. Through this compilation of important market information, we continue committing ourselves to offering substantial support to our customers and business partners, by providing an extended market intelligence portfolio; and most importantly, by focusing on introducing pioneer initiatives which honour our risk-sharing philosophy towards our airline partners and promote our city as a prime destination. Catching up with 2017 With 21.7 million passengers in 2017, the Athens International Airport delivered an all-time high performance, surpassing previous year traffic by 1.7 million (+8.6%) In line with the global and European aviation trends, passenger traffic at the Airport grew significantly rendering 2017 another record-breaking year for AIA in terms of passenger traffic. Passengers amounted to 21.74 million, increased by 1.7 million or 8.6% compared to the previous year. International traffic proved to be the main growth driver (+12%), whereas domestic traffic also grew but at lower rates (+2%), impacted by capacity reductions mainly in the winter periods. In terms of passenger demand, it is important to note that demand for air travel has been resilient to the volatility of the trading environment while it remained unaffected from the European and regional geopolitical risks. The behaviour of the Greek travelers, influenced by competitive air ticket prices, led to a considerable increase of their air travel both in 2016 and 2017. Foreign visitors also presented a healthy increase of 5% in the period under review. The dynamic growth of the O&D passengers by 12% should also be highlighted, demonstrating the consistent development of Athens as a highly attractive destination, assisted by the joint and coordinated actions of the airport with tourism and aviation stakeholders. Focusing on the international passenger traffic developments per region, it is important to note that all regions enjoyed a sharp growth, a result of the significantly enhanced airport s route network and the increased 6

The launch of the new long-haul services of Emirates to New York, Scoot's direct operations from Singapore and Air China s non-stop flight to Beijing have predominately contributed to the healthy development of the respective regions. Although cargo business has been severely affected by the Greek crisis during the last seven years, it did record a slight increase of 1.5% over the previous year for the fourth consecutive year and managed to reach 89,770 tonnes of freight and mail. The international freight sector is the one that contributed to the positive results, posting an overall 4.7% increase compared to 2016 which had yet to be balanced with a considerable decrease of the domestic traffic by a total of 17.1% compared to last year. During 2017, four new airlines launched operations to/from Athens and 15 new international routes were established, six of which were intercontinental, further enhancing the airport s route network. At the same time, 17 LCCs offered services to 56 airports worldwide. How many travelled where International demand was the main growth driver of passenger traffic, with domestic traffic also achieving increase but at lower rates Passenger traffic at the Athens International Airport in 2017 reached 21.74 million passengers exceeding prior-year levels by 1.7 million, a significant increase of 8.6%. International traffic proved to be the main growth driver (+12%), whereas domestic traffic also grew but at a lower rate (+2%), impacted by capacity reductions mainly in the winter periods. A closer look at the overall passenger traffic throughout the year reveals a healthy development at all quarters, the result of a consistently high growth rate of the international sector and a gradual improvement of the domestic passenger traffic development. Despite a small decline, London consistently retains the title of the busiest European destination for 2017, with fast growing Larnaca following closely in the second place. Rapid growth was also achieved by Istanbul and Amsterdam that managed to significantly increase their market share in the Athens market. Intercontinental operations achieved strong passenger increase, with the non-european scheduled destinations witnessing a staggering 27% growth in 2017. With the exception of Abu Dhabi that experienced a small decline, all other major non-european destinations witnessed doubledigit growth. Diverse levels of growth resulted in a reshuffling of the top ten positions, with Tel Aviv ranking 1 st (from the 2 nd position in 2016), followed by New York that climbed up two positions. With respect to the airline ranking, the two home-based carriers, Aegean Airlines/Olympic Air and Ryanair, hold as expected the top two places in terms of passenger traffic. Ryanair s downsizing 10

Aerostat Handbook 2017 of specific domestic services, especially in the winter period, resulted in a reduced market share. It should also be mentioned that Emirates climbed up from the 10 th to the 6 th position largely due to the New York service, while the entry of Sky Express in the top ten following the expansion of its domestic services is also an impressive development. Low-cost carriers carried out an important volume of the airport s passenger traffic and although their share was reduced in 2017, mainly due to the domestic capacity reduction by Ryanair and a consolidation of their international services by some other carriers, a number of them managed to grow, expanded their services and increased their passenger base. The contribution of the airlines to the airport s performance in 2017 was acknowledged by AIA for the 18th consecutive year by rewarding them for the most successful passenger traffic development during that year. The largest number (85,224) of daily passengers at the Athens Airport since the commencement of its operation had occurred on 24th May 2007, the day of the Champions League final that took place in Athens, a record that remained unbeaten ever since. Ten years later it was finally beaten on Friday 28th July, when 86,021 passengers made that day the busiest ever at the Airport. In addition, seven more days in 2017 saw traffic levels beyond the previous record, signifying the dynamics of the aviation market for the year under review. It is also worth noting that domestic and international passenger peaks occurred on the days marking the beginning and end of the peak of the summer period, i.e. on Friday 30th June for the domestic and on Saturday 2nd September for the international. Counting airplanes Overall, the number of flights at the airport in 2017 reached 195,951 rising by 3.6% The overall number of flights at the Athens International Airport during 2017 reached 195,951 and witnessed a rise by 3.6%. With respect to the development of international flights per region, we should highlight the strong increase of services outside Europe which were supported by new and enhanced intercontinental services. As is always the case, this year, too, the vast majority of the flights at the Airport (86.5%) were scheduled passenger services, while charter flights accounted for less than 1% of the total aircraft movements. Cargo flights amounted to 2.8% of the total number of flights and general aviation and other noncommercial flights to 10.1%. Germany, Italy and the UK are traditionally the most frequently served countries out of Athens with scheduled services, followed, in 2017, by Cyprus, France and Turkey. Moving from countries to cities, London holds the first place within Europe, followed by Larnaca, Istanbul and Rome, while outside Europe, Tel Aviv, Doha and Cairo hold the top three places, followed by New York. The two home-based carriers, Aegean/OA and Ryanair, which respectively account for 52% and 10% of the airport s passenger movements, are at the topranking positions. In 2017 they are followed by the dynamically expanding Sky Express, which acquired the third position accounting for more than 6% of 22

Aerostat Handbook 2017 the total airport s movements. Airbus 320 is consistently the most commonly used aircraft type in airline operations to/ from Athens representing 26% of all flights. It is followed by Boeing B737-800 Winglets that held a 12% share; Airbus 321 and Dash8-400 ranked in the 3rd and 4th places, both holding approximately a 10% share. Friday, 28th July was the busiest day of the year in terms of total aircraft movements with 837 flights and coincided with the respective daily passenger peak. During the same day, daily international flights also peaked, while the busiest day in terms of domestic operations proved to be the previous day, i.e. Thursday, 27th July. 4 Tonnes Up in the Sky Tonnes Up in the Sky Although cargo business has been severely affected by the Greek crisis of the last seven years, it did record a slight increase (+1.5%) for the fourth consecutive year According to IATA results, in 2017 global air cargo had its best performance since 2010 (+9% compared to 2016) outperforming even the global goods trade, which also posted its strongest growth (est. +3.6%) since 2011. Drivers of this achievement include a buoyant demand for manufactured exports linked to the global restocking cycles, along with an increased consumer confidence and the further growing of the e-commerce and the pharmaceuticals sectors already noticed during the previous year. In Europe, cargo volumes rose by 11.8% - the second largest increase of all regions for the 2017 calendar year. By contrast, the Athens cargo traffic had a rather volatile course with peaks and valleys throughout 2017 resulting in a final year-onyear increase of 1.5% (reaching 89,770 tonnes) demonstrating for one more year that local demand is relatively inconsistent with the global or European pattern, and is following different norms. Although cargo volumes increased for the fourth consecutive year, the market still remains destabilised. The international freight sector is the one that contributed to the positive results, posting an overall 4.7% increase compared to 2016 which has yet to be balanced with a considerable decrease of the domestic traffic by a total of 17.1% compared to last year. Market developments during 2017 included: International outbound volumes continued their constant increase, again reaching an all-time high of 39,367 tonnes, and posting a 5.1% growth against 2016. International inbound volumes further improved and grew by 4.3% on average. Building on the increased demand for capacity to Larnaca, a second cargo flight was launched by Swiftair Spain, mainly carrying courier traffic. The other cargo flight to Larnaca is operated by TNT. Freighter operators built up their volumes by 4.2% improving their market share compared to the passenger carriers (37.3% versus 36.3% in 2016). At the same time, integrators (DHL, Fedex, TNT and UPS) traffic rose by a further 6% 34

Aerostat Handbook 2017 contributing to a slight increase in their market share (0.5%). Ten airlines carried approximately 80% of the international traffic. These are DHL, Emirates, Aegean Airlines, UPS, Qatar Airways, TNT, British Airways, Lufthansa, Turkish Airlines and Fedex. On the domestic front, Olympic Airlines and Swiftair Hellas shared almost 96% of the market. The remaining volumes were shared among Sky Express, Epsilon Aviation and Aegean Airlines, the latter ceasing to operate domestic flights as of April 2017. Finally, it is worth mentioning that for the first time in 2017, transfer volumes transported via Athens have been calculated based on data submitted by the cargo handlers. Specifically, In the mail segment, the transfer volumes were directly deducted from the inbound traffic resulting in a considerable decrease of 17.1% of the total mail uplift, affecting the 2017 results. As of next year, however, the comparison will be more efficient and realistic. In the freight segment, volumes have not been deducted to facilitate the comparison with previous years, but are provided as additional information. In this respect, the market share of the transfer traffic via Athens accounts for 6.4% of total freight uplift. Major developments that highlight the enhancement of the airport s route network in the course of 2017 include the launch of Emirates flight to New York- Newark, initiating the only daily flight which directly connects Greece with the United States on a year-round basis; the new direct flight of Scoot from Athens to Singapore; and the direct connection between Athens and Beijing with Air China, a longlasting goal for the Airport that was finally realised after many years of efforts in collaboration both with the airline and with national authorities. Furthermore, Germania offered two exciting destinations out of Athens, namely to Bremen and Nuremberg, while in November Bristol, one of the UK's most popular tourist destinations, joined the Athens Airport network on easyjet wings. During the same month, Air Mediterranean, a new Greek airline, launched its routes, which however were discontinued at the beginning of 2018. Aerostat Handbook 2017 During 2017, delays of more than 15 minutes affected 21.9% of all departing flights compared to 19.5% in 2016. In 2017 delayed domestic scheduled passenger services increased to 19.4% from 16.3% in 2016, while 22.1% of the European and 21.9% of the Intercontinental ones were also delayed. The average delay time of departing flights was 39 minutes, same as in 2016: the average delay time of intercontinental departing flights was 44 minutes (compared to 41 in 2016) and of domestic ones 40 minutes (compared to 37 in 2016). July was the month with the highest delays since 42.6% of departing flights were delayed, followed by August with 29.1%. The average delay time was 30.5 minutes in the former month and 37.3 minutes in the latter. Reactionary reasons affected 31.56% of the delayed departures. Besides those, the primary reasons for delayed departures for the year 2017 were: Airlines Internal with 19.47%, Air Traffic Flow Management with 11.73% Weather with 9.43%, while only 0.60% of the delayed departures were attributed to Airport Facilities. The average delay minutes per movement in 2017 were 11:45 mm:ss, slightly increased compared to 2016 (10:57 mm:ss). Our grade report High levels of customer satisfaction were achieved in 2017, despite increased traffic volumes AIA continuously monitors passenger satisfaction through a number of channels ranging from structured rolling surveys to spontaneous feedback communication. According to our Passenger Survey results, passenger satisfaction was significantly improved compared to 2016 (from 4.26 in 2016 to 4.35 in 2017 on a 5-point scale), a very positive performance considering the significant traffic increase and the relevant disruption caused by infrastructure works at the terminal. Furthermore, AIA s commitment to passenger service excellence was mirrored in an exceptional performance that brought the Airport at the top position of all European airports. After the ASQ Survey undertaken by ACI, Athens Airport was awarded as the "Best Airport by Size and Region: 15-25 million passengers annually, Europe", with a score of 4.14 and a consecutive improvement to the previous years performance. With the aid of our comprehensive Quality Monitoring System, we closely monitor and report operational performance by compiling indices which measure actual performance of key passenger airport processes, such as security, check-in, baggage delivery, and passport control. In 2017, the significant rise in passenger throughput resulted in an increase in waiting times in check-in, security screening and ticket desks, however waiting times remained overall at low levels, thus not affecting travellers satisfaction. Regarding the performance of the Call Centre, yearly statistics demonstrate that 99,44% of the incoming calls were answered in less than two minutes. Operational irregularities related to strike action and adverse weather conditions in Greece or abroad continued to occupy the attention of our Terminal Services personnel, who unfailingly stepped in to assist passengers with their inquiries. The information provision load at the information desks (including roaming agents) amounted to 242 queries per hour. The busiest months were those 50

Aerostat Handbook 2017 between April and October since queries increased up to 403 per hour during this period, especially during summer. Furthermore, committed to continuously improve the services we offer to the travelling public, special emphasis was placed on managing passenger comment: passenger comments were analysed on a monthly basis and relevant information got communicated to all involved parties. In 2017, we received 4,563 comments from 2,375 passengers, including the ones received from social media and the i-mind platform, the corporate volunteer programme for contingency plan assistance & advice by non-ops personnel. Of the total complaints, 57.8% related to AIA and 42.2% to third parties. Primary concerns were Cleaning and Security Screening which demonstrated an increase, while key positive attributes were the Comfort issues that were further improved in relation to 2016. Wi-Fi ranked first in the top-15 complaint list. The evaluation of the airport services through the passenger comments showed an increased satisfaction in all the examined parameters and the overall rating increased to 3.91 from 3.78 in 2016. A total of 1,539 letters of response were dispatched, out of which 90% were personalised. The average response time was 3.5 days. A number of 556 complaint cases required thorough investigation in cooperation with implicated departments in order for passengers to receive an appropriately justified response. 51

8 Joining the Passenger Dots Joining the passenger dots Greek residents' impressive comeback In 2017, passengers travelling through Athens International Airport somewhat retained their demographic identity. Male passengers still constituted a little more than half (53%), while younger groups reduced their share; passengers at the age group of 18-34 represented 41% compared to 46% of the total passenger base the previous year, raising the average age to 39 years old (38 years old in 2016). Passengers with a higher educational level also increased, since 82% of the total held a university degree, compared to 77% in 2016. Greek residents continued to rapidly increase their share and represented 44% of the total passengers, compared to 42% in 2016. This trend is evident for Greek nationals (48%, as opposed to 47% in 2016). However, foreign residents still constituted more than half (56%), of the Airport s total passenger base, with the majority coming from the EU (32%) and the USA/Canada (10%). Despite the increase in total traffic for 2017, the frequency of travelling from Athens International Airport was reduced to 3.9 times a year per passenger (4.3 in 2016), highlighting the opportunity offered to a group of people for flying with value for money offers. Foreign passengers stayed in Greece an average of 15 days and kept their interest in the city of Athens, by spending on average 5.5 days there. Greeks also spent additional time at their destination, staying on average for 14 days, compared to 13 days in the previous year. 56

Aerostat Handbook 2017 In 2017 leisure travellers increased compared to the previous year and represented 76% of the total (73% in 2016). Of those, 61% travelled for holidays and tourism and 29% to visit friends and relatives (59% and 33% in 2016, respectively). Business travelling presented a noteworthy drop in 2017 (from 27% in 2016 to 24% in 2017). Passengers travelling to attend a business meeting were significantly increased and represented 64% of all business travellers, compared to 46% in 2016. Booking a ticket online through the airline s website was still a visible trend since 58% of passengers reserved their air ticket this way (57% in 2016). However, passengers purchased their tickets quite earlier in 2017 compared to 2016, namely 48 days in advance, compared to 43 days in the previous year. Foreign residents booked theirs on average 61 days prior to departure (54 days in 2016) and Greek residents 32 days before travelling (28 days in 2016). Transfer passengers represented a lower share of the total traffic (21% as opposed to 24% in 2016). However, connecting traffic between a domestic and an international destination increased compared to last year, representing the 72% compared to 70% in 2016. Santorini and Thessaloniki remained the top domestic destinations for transfer passengers, with 16% of total transfer passengers travelling to the former and 15% to the latter, compared to 14% for both cases during the previous year. The top international markets for transfer passengers were the USA which climbed to the first place with 10% of total international transfer passengers (7% in 2016), followed by Italy (8%), France (7%) and Cyprus (7%). Indirect traffic slightly decreased in 2017, with passengers flying indirectly to their final destination accounting to almost 3 million; passengers from America preferred direct flights and Australian residents demonstrated a reluctance to travel in Europe in general. 57

Adding tourists In 2017, Athens Airport welcomed the record number of 4.8 million foreign visitors mainly travelling for holidays/city-break In 2017 incoming foreign passengers continued to grow and increased by 6% compared to the previous year. In total numbers, 4.8 million foreign passengers arrived at Athens International Airport, compared to 4.5 in 2016. This development is mostly attributed to foreign residents visiting our country for leisure purposes (+11%), as foreign arrivals for business have been reduced by 15%. The season was obviously extended in 2017, as also witnessed by the double-digit growth in April, August, September, October and December. The United States remains the largest market of leisure arrivals, further increased by 12% compared to the previous year, reaching the high number of approximately 570 thousand tourists in 2017. Germany s (+30%) and France s (+20%) growth also contributed significantly to the overall increase. On the other hand, the UK demonstrated a small decline (-6%), however still remaining the fourth biggest market for incoming leisure traffic. Belgium (+51%), Israel (+52%) and Russia (+43%) contributed with high volumes (~90 thousand tourists each). The countries with the highest growth for 2017 were Serbia (+71%), Ukraine (+70%) and China (+62%). Athens as a destination significantly contributed to incoming tourism with +13.3% of all incoming passenger stating they intended to visit the city and stayed on average for five days. Transfer to other Greek destinations for leisure purposes also increased by +7.5%. The top three incoming leisure destinations in Greece for transfer passengers, following Athens, are Santorini (+19), Mykonos (-3%) and Thessaloniki (+1%). Incoming passengers travelling on business mainly originated from Cyprus, which is the only country that demonstrated growth of the business traveller segment. The UK and Italy ranked in the next places, however with reduced numbers. Greeks travelling abroad significantly increased (+26%) and reached 2.4 million in 2017, the majority (65%) travelling for leisure (increased by +30% compared to 2016). Greeks top destinations for leisure traffic were Italy (+51%), Cyprus (+21%) and the UK (+12%). Greeks travelling abroad for business increased by 19%, which corresponds to 828 thousand more passengers. Apart from April (-10%) and August (-15%), all months revealed a considerable increase, with June demonstrating substantial growth of +64%. Top destinations for business purpose were Italy (+35%) Germany (+15%), and Cyprus (+66%). 64

Greek arithmetic In 2017 the Greek commercial airports welcomed almost 58 million passengers, approximately 5 million above 2016 levels In 2017 the Greek aviation industry continued its successful course, with the 39 Greek commercial airports welcoming almost 58 million passengers, approximately 5 million above the 2016 levels (+9.4%). International passenger traffic exceeded 41 million, enjoying a dynamic rise of 11.9%, 4.4 million above 2016, and was the main source of the additional traffic. All major Greek airports enjoyed increased international traffic, growing however at a different pace. Domestic passenger traffic rose by 3.6%, with smaller airports enjoying a higher growth than the major ones. The Heraklion airport double-digit passenger growth (10.6%), as well as the 5.3% decline of the Chania airport, are both worth noting. Flights serviced by Greek airports in the year under review increased by a meagre 2.1%, which is the outcome of the international services growing by 4.8% and the domestic ones declining by 1.6%. This, combined with the passenger traffic evolution, clearly indicates the use of larger aircraft and/ or the significant increase in the airline load factors on international flights. Athens International Airport accounted for 37.4% of Greece s total passenger traffic and 38.5% of the country s aircraft movements (compared to 37.7% and 38.7% in 2016 respectively), thus managing to retain its position in the total Greek aviation industry, despite the strong growth of the Greek peripheral airports. 72

Europe plus the World Global airport traffic recorded a strong traffic rise at 6.6%, with European and Asia-Pacific being the fastest growing regions The global aviation industry gathered strong momentum in 2017 which was a year characterised by low oil prices, efficiency of aircraft capacity utilisation and fleet growth. The combination of these resulted in a very prosperous year for the airlines profitability, as well as attractive fares which in turn stimulated a strong growth of passenger traffic. ACI reports a strong traffic rise on the global scale at 6.6%, the third consecutive year that growth exceeded 6%, however with a slow-down from September onwards. Europe and Asia-Pacific are the fastest-growing regions, with passenger traffic rising by 8.7% and 8% respectively. At 5.2%, Middle Eastern airports observed moderate passenger traffic growth in 2017 compared to previous years, mainly due to the Qatari diplomatic crisis. Africa and Latin America-Caribbean grew by 6% and 4.3% respectively, witnessing a revival in passenger traffic following the recession of the regions major economies. North America, even with its mature market status, achieved gains of 3.5% year-over-year in 2017. At 7.9%, global freight figures achieved record growth in 2017, with all regions posting robust growth levels. The persistent growth of online retail as well as a restructuring of marine transport brought significant benefits to the sector. Global aircraft movements, consistent to the trend of the last few years, presented a slow growth of 2.4% globally, with Middle East and Latin America experiencing a slight decline (of -0.7% and -0.5% respectively), North America and Africa a 76

Aerostat Handbook 2017 slow increase (+0.8% and +2.1% respectively), while Europe and Asia Pacific were the regions that presented a robust growth of aircraft movements (+3.7% and +5.4% respectively), consistent to the respective passenger demand in these regions. Passenger traffic across the European network posted an average growth of 8.5%. Non-EU airports lead the way of passenger traffic growth (+11.4%), with EU airports also achieving strong increase (+7.7%), although affected by specific airline-caused disruptions, such as the Air Berlin and Monarch cease of operations or the Ryanair growth slowdown in the winter period. Among the top-10 European airports in terms of passenger volumes, Amsterdam was the fastest growing with 7.7%, followed by Barcelona with 7.1%. With the exception of Rome FCO, the major European airports managed to considerably enhance their passenger base despite capacity limitations. Athens International Airport, with a growth of more than 8% in number of passengers and more than 3% in number of flights, scored above the major European airport average (above 10 mppa) and is among the top 30 European airports (26th in terms of flights and 29th in terms of passenger traffic) based on the 2017 traffic volumes. 77

Air Vocabulary Passenger and Flight Statistics The origin and destination of a flight is defined according to the first origin/last destination of the flight. A passenger s origin/destination is defined according to the point of embarkation/disembarkation. Classification into Intra/Extra- Schengen for passengers and flights is designated according to the flight s last origin/first stop. Geographical regions are defined according to the ACI classification. Transit Passengers are defined as passengers arriving to and departing from the airport with the same flight number, without leaving the transit area of the airport (direct transit). Terminal Passengers are arriving and departing passengers, transit passengers excluded. All traffic statistical data are measured on UTC and Land/ Airborne times. Traffic data for the peripheral Greek airports are based on the preliminary traffic results dispatched by the Hellenic Civil Aviation Authority (HCAA). The total number of Greece s domestic flights and passengers are doublecounted (included in both the airport of origin and the airport of destination). Traffic statistics on worldwide and European airports are ACI preliminary traffic results, based on the submissions of over 1,000 airports around the globe. Charts 11.4 and 11.5 are based on ACI s rapid data exchange programme. 80

Aerostat Handbook 2017 Exercises in Punctuality A flight is characterised as Delayed if it departs/arrives (off-/ on- blocks) 16 or more minutes after the scheduled time of departure/arrival. Average Delay is calculated in minutes and amongst delayed flights. Delay reasons are classified according to IATA Delay Codes, as declared by the airlines and/ or handling agents. It should be noted that statistics presented in this report should be treated with caution due to the limited number of delayed flights for which a delay reason is declared. Joining the Passenger Dots Adding Tourists Passenger profile and tourism development data derive from AIA s Passengers Survey. This survey has been conducted at Athens International Airport as from the airport opening aiming to investigate the demographic and travelling profile of Athens passengers and depict changes over the years. The annual sample of the survey amounts to 40,000 interviews conducted with departing passengers, while data collection takes place at the departure gates of the airport on a daily basis. Passenger volumes presented to the Adding Tourists chapter correspond to passenger arrivals for foreign residents and passenger departures for Greek residents. Our Grade Report Service Performance relates to: Capturing passengers /visitors perception regarding the level of services offered (passenger comment management process); Measuring actual performance on critical areas (service performance indicators). Service Performance indicators reflect those areas of service and facilities that affect the perception of a passenger on the level of the service offered within the airport premises. Thus, for a number of services offered to passengers either by the Airport Company or by third party airport users (airlines/ handlers), quantifiable indicators have been established and are being monitored, in line with the Corporate Quality programme of AIA. These indicators enable accurate monitoring of the level of service provided while supporting benchmarking and performance enhancement activities. Efficient measurement of AIA and non-aia passenger-oriented services is achieved through effective crossdepartmental cooperation. Check-in, Ticketing and Security Queues Measurement of queuing time refers to the time elapsing from the moment a passenger stands in line until they reach the service point. Measurements are taken seven days a week between 06:00 and 22:00 hours. Baggage Reclaim The measurement of the time between aircraft on-blocks until first bag delivery (Obl- Fb) and between first-bag delivery until last-bag delivery (Fb-Lb) is a standard method among international airports for assessing baggage reclaim performance and approximates the level of service provided. Info Desk Although the info desk queries indicator is not a direct measure of service performance, it does connote the effect of passenger traffic on the information counters. Call Centre AIA s call centre statistics are produced by the Report Manager who provides historical statistical reporting and information on all contact centre activities. These statistics can be retrieved by 10 seconds intervals. Service level is also provided i.e. the percentage of incoming service calls that are answered by the service group within a specified time period, representing how well the contact centre performs. Specified time period for AIA s service level is set at 20 seconds which is the time between the end of the introductory message and the agent s respond. Passenger Complaints Refers to complaints about services categorised according to impact on operations. All complaints are expressed as a percentage of the total incoming complaints. In compliance with article 10 of the ACI-Europe Airport Voluntary Commitment, Athens International Airport has established an integrated Passenger Complaint Management System. Airport Services Questionnaire Rating AIA s passenger comments brochure titled Your Opinion Counts features a questionnaire section for the evaluation of airport services and facilities. This section includes 20 general service categories, which the passengers rate on a 1-to-5 scale (5 being excellent).
